Step 1: The "5-Minute Validation"

Speed is everything. If a guest messages you that the toilet is overflowing, and you take 4 hours to reply, the situation will escalate to Airbnb Support, and you will lose control of the outcome.

Your first message should always follow this formula: Apology + Validation + Immediate Action Plan

Example: "Hi Sarah, I am so sorry the AC is not turning on. I know how frustrating that is after a long day of travel. I am calling my HVAC technician right now to get him out there immediately. I will message you back in 10 minutes with his ETA."

Notice what this does not do: It does not blame the guest ("Did you press the right button?"), and it does not make excuses ("The AC was fine yesterday"). It validates their frustration.

Step 2: The Workaround

Sometimes, you cannot fix the problem immediately. If the internet goes down on a Friday night, the ISP might not send a tech until Monday. You must provide a workaround.

If the guest is working remotely and the wifi dies, offer an immediate solution:

"The ISP cannot come until tomorrow. However, I want to make sure you can still work. I have just authorized a $50 refund to your account—please use this to purchase a mobile hotspot data pass from your cell provider, or let me buy you a day pass at the coworking space down the street."

Never wait for the guest to demand a refund.

"Sarah, the plumber fixed the water heater, but I am so sorry you had to take a cold shower this morning. That is not the standard we strive for. I have just sent you a refund for one night's stay ($150) through the Airbnb app for the inconvenience. Please enjoy dinner tonight on us."

By proactively refunding them $150, you take away their ammunition to leave a bad review. If they try to demand a 100% refund from Airbnb later, Airbnb Support will see that you already acted reasonably and will likely side with you.

How to Handle the "Extortion" Guest

Occasionally, you will get a guest who manufactures a complaint to extort a free stay. ("There was a spider on the porch, we want a full refund or we will leave a 1-star review").
